
PhonePe has made significant strides in operational efficiency by reducing its customer support workforce by 60% over the past five years, cutting down from approximately 1,100 agents to just over 400. This transformation has largely been attributed to the implementation of AI-powered chatbots, which have successfully resolved over 90% of customer inquiries. The fintech company revealed in its annual report that during the fiscal years from 2018-19 to 2023-24, the number of transactions processed surged by an impressive 40-fold.
The use of AI-driven chatbots has not only automated customer service but also significantly enhanced operational efficiency. PhonePe stated, “This efficiency was achieved by increasing automated customer service issue resolutions powered by AI-driven chatbots,” highlighting the transformative impact of technology on their service model.
Despite facing regulatory challenges, such as the “Zero MDR” law, along with the aftermath of the COVID-19 pandemic, PhonePe has managed to navigate these hurdles effectively. The company emphasized its commitment to process automation and strict cost management, which played a crucial role in achieving profitability. PhonePe’s Net Promoter Score (NPS), an indicator of customer satisfaction, has consistently improved over the last five years, reflecting the positive customer experience.
In August 2024, PhonePe announced a remarkable 74% increase in revenue for the fiscal year ending March 2024, totaling ₹5,064 crore, a substantial rise from ₹2,914 crore in the previous year. Moreover, the company reported achieving profitability, excluding Employee Stock Ownership Plan (ESOP) expenses, with an adjusted net profit of ₹197 crore for FY24, a significant recovery from a loss of ₹738 crore in FY23. This financial turnaround underscores PhonePe’s effective strategy in leveraging technology to enhance service delivery and profitability.
